The influence of the Big Five, WOM communication and satisfaction on consumer loyalty in the Republic of Serbia

Abstract

The concept of consumer loyalty plays an important role in business existence in the current competitive business environment. Consumer loyalty is researched in different ways by considering the characteristics of the consumer’s personality, mutual communication between consumers, and their satisfaction with the company, products/services and numerous other determinants. Consumer personality is a potential marketing strategy for increasing loyalty towards a company, product and/or service, because many customers choose products that match their personality. The manner of communicating and conveying the experience of the product also depends on the consumer’s personality traits, and this further affects a consumer’s loyalty. Also, consumer satisfaction is another concept of qualitative and quantitative assessment of consumers after purchase, and it is a predictor of consumer loyalty and a free source of promotion for the company. The authors’ goal is to examine the relationship between the concept of consumer personality, word of mouth (WOM) communication, consumer satisfaction, and loyalty on the mobile phone market in the Republic of Serbia, and then to make relevant conclusions about the mutual influence of the given factors in relation to the conducted empirical analysis. The data was obtained with the help of an online survey questionnaire, while the results were processed in statistical software packages for social sciences SPSS and AMOS. The research results show that all the researched variables included in the paper (Big Five, WOM communication, satisfaction) significantly influence consumer loyalty on the aforementioned market in the Republic of Serbia. The research explicitly builds on and contributes to previous literature on brand management, as it analyzes important predictors of consumer loyalty within a specific research area. Future studies could strengthen the existing literature by analyzing consumer loyalty towards a specific brand.

Rowley, 2005).
Howe e , he ci cums ances in which com-

ing and a e he global pandemic. Namely,
wo d o mou h (WOM) communica ion became
he main ac o in shaping consume s’ p e e -
ences and a i udes and hei in en ion o i s
and epea pu chases (Mau i & Minazzi, 2013;
Meine s e al., 2010). WOM communica ion be-
ween consume s is in ensi ied in he i ual en-
i onmen o he ex en ha i becomes he basic
sou ce o consume in o ma ion, b and e alua-
ion, and inal consume choice. The in luence
o he company and i s messages, especially
p opaganda ones, on he c ea ion o consume
p e e ences and a i udes is dec easing, while
he in luence o WOM is becoming a mo e
signi ican . The la es esea ch on di e en
p oduc /se ice ca ego ies con i ms his wi hin
he dai y indus y (Nguyen e al., 2022), bank-
ing indus y (Hasan e al., 2020), ou ism and
hospi ali y (Se a Can allops & Sal i, 2014),
spo s se ice (Alguacil e al., 2018), he au o-
mobile indus y (Choi e al., 2022), he ai line
indus y (Seo e al., 2020), and mobile com-
me ce (S e ko e al., 2023).

h ough social media (SM). They in ensi ely

o in o ma ion ansmi ed ia i ual means,
and selec i ely conside he use ulness and
ele ance o in o ma ion om such sou ces.
Indi iduals’ inclina ions owa ds WOM, includ-
ing eWOM, depend on a ious ac o s, such as
pe sonali y cha ac e is ics, he deg ee o sa is-
ac ion wi h exis ing pu chases, and he deg ee
o a achmen o he b and and/o company
(Alguacil e al., 2018; Hosseinali e al., 2014;
Kazemi e al., 2013).

The mobile phone indus y is one o he
mos dynamic, since echnological p og ess
and knowledge ha e in luenced he neces-
si y o in ensi ely inno a e in o de o sa is y
inc easingly demanding consume s. In o de
o main ain hei ma ke posi ions, mobile phone
manu ac u e s mus ind new bases o p oduc
di e en ia ion and c ea e addi ional bene i s o
consume s. The dominance o sma phones
and hei use in sea ching o in o ma ion, mo-
bile shopping h ough apps/websi es, en e ain-
men , and gi ing e iews has adically changed
he way o compe ing in he a o emen ioned
ma ke (Gibson, 2021; Nica, 2021; S ehel e al.,
2021). This has become mo e p onounced
in ecen yea s due o he global pandemic.
This is con i med by da a ha e eals ha
he numbe o sma phones sold in he wo ld
inc eased e e y yea be ween 2009 and 2019.
A sligh downwa d end was no ed and e-
sea ched in 2020 (1.35 billion), as compa ed
o 2019 (1.54 billion), bu a sligh inc ease was
no ed and esea ched in 2021 (1.43 billion) as
compa ed o 2020 (S a is a, 2022). Acco ding
o he Republic Ins i u e o S a is ics o Se bia,
95.5% o indi iduals owned a mobile phone
in 2021, which is 1.4% mo e han was he case
in 2020; o he o al numbe o mobile phone
owne s, 93% use a mobile phone o cha ing
o e he in e ne , 84.7% use i o send online
messages (Skype, Vibe , Wha sapp, Messen-
ge ), 74.3% use i o pa icipa e in social ne -
wo ks, and 74.3% use i o sea ch in o ma ion
abou p oduc s and se ices (Republic Ins i u e
o S a is ics o Se bia, 2022). P e ious da a
indica es ha , in u u e yea s, companies mus
de elop a ac i e and expe ien ial ma ke -
ing means o achie e consume sa is ac ion
and loyal y in o de o e ain hei consume s
(Ma ques & Dias, 2022). This u he means

WOM communica ion gene a ed by consume s
(Choi & Lee, 2017), us and pe cei ed isk
(Guo e al., 2018), pe sonal cha ac e is ics
(Seo e al., 2020), sa is ac ion (And onie e al.,
2021; Lăză oiu e al., 2020), and in en ion
o pu chase p oduc s and se ices (Boonsi i -
omachai & Sud-On, 2020).

abili y, conscien iousness, neu o icism, and

es ed. In he second pa o he model, an in-
di idual’s endency owa ds WOM is iewed

conclusions can be d awn in ela ion o whe he

On he basis o he conduc ed empi ical e-
sea ch, as well as exis ing esea ch, we will
be able o conduc a compa a i e analysis and
p o ide guidelines o he s a egic esponse
o he company.
1. Theo e ical backg ound
1.1 Big Fi e and WOM communica ion
The cha ac e is ics o an indi idual’s pe sonali y
signi ican ly in luence all aspec s o hei beha -
io , including hei pu chasing and consump ion
beha io . Th ough hei beha io , a pe son
s i es o achie e an ideal e sion o hem-
sel es, and hei shopping and consump ion
beha io should enable and ein o ce his. Pe -
sonali y is de ined as he pa e n o hough s,
eelings, a i udes, habi s and beha io o each
indi idual ha pe sis s o e ime in di e en
si ua ions, dis inguishing one indi idual om
o he s (Guile a e al., 2019). The pe sonali y
ai s o an indi idual as a consume a e ana-
lyzed in ma ke ing on he basis o a pe sonal
concep (Casidy e al., 2009). In consump ion,
he pe sonal concep ep esen s he a i ude
ha a pe son has abou hemsel es which
is mani es ed h ough pu chases. Howe e ,
indi iduals change o e ime – hey adop new
pe sonali y ai s and de elop a di e en way
o hinking. This means ha he concep o pe -
sonali y ai s is a dynamic ca ego y and should
be con inuously esea ched (Pe in, 2003).
A pe son’s sel -awa eness is a key ac o
o he pe sonal mindse . Acco ding o James
(1892), he e a e h ee ypes o pe sonal
iden i y. Ma e ial iden i y is he i s one, and i
ocuses on he indi idual, amily and his o he
p ope y. Social iden i y is he second, and i
shows how o he people pe cei e he indi idu-
al. The hi d is he spi i ual iden i y, and i shows
he inne being (a i udes, mo i es, emo ions,
opinions, and wishes). Acco ding o Cooley
(1998), an Ame ican sociologis , social iden i y

The model ha is dominan ly used in
he analysis o pe sonali y ai s is he Big Fi e
model o McC ae and Cos a (1990), which
in ol es i e dimensions: ex o e sion, ac-
cep abili y, conscien iousness, neu o icism,
and openness. Ex o e sion, as a ai , e e s

leade ship (Ba one e al., 2009; Judge & Bono,

e al., 2009). Acco dingly, his esea ch was

(Finley e al., 2016). Also, people who a e pleas-

social en i onmen (Jensen-Campbell & G a-
ziano, 2001). In his esea ch, he accep abili y

emo ions: ough and ca e ul (McC ae & Cos a,
1990). Conscien iousness e e s o people who
a e o ganized, eliable, diligen , sel -disciplined,
punc ual, idy, ambi ious and pe sis en (Ko-
ma aju e al., 2011). Resea ch shows ha
conscien iousness has a posi i e co ela ion
wi h egocen ic pe ec ionism (S oebe e al.,
2009), al hough he di e ences be ween high
conscien iousness and pe ec ionism a e sig-
ni ican . On he one hand, people who s i e o
pe ec ionism a e no pleased wi h he ealized
esul s, and a e usually mo i a ed by he lack
o success. On he o he hand, people who pos-
sess he cha ac e is ic o conscien iousness a e
mo i a ed by he desi e o success and show
sa is ac ion wi h inished asks (Hewi & Fle ,

When making a pu chase decision, consume s
go h ough di e en le els o isk (Mundel e al.,
2018). I is belie ed ha consume s publishing

pe sonal expe ience can signi ican ly mi iga e
he isk o a pu chase (Li & Du, 2011). In con-
di ions o sa u a ion o in o ma ion ob ained
h ough mass media and doub s abou he u h
and objec i i y o such in o ma ion, WOM be-
comes he mos ele an sou ce o in o ma ion
in he pu chase p ocess o many consume s
(Anas asiei & Dospinescu, 2018; Boonsi i oma-
chai & Sud-On, 2020; Seo e al., 2020). Con-
sequen ly, WOM ep esen s a eliable sou ce
o in o ma ion in mode n condi ions, which has
a huge in luence on he o ma ion o consume
a i udes and u u e pu chase in en ions.
Namely, an indi idual’s endency owa ds
WOM is la gely de e mined by hei pe sonal-
i y ai s. Resea ch conduc ed by Hosseinali
e al. (2014) indica ed a signi ican connec ion
be ween mos pe sonali y cha ac e is ics ac-
co ding o he Big Fi e model (ex o e sion,
ag eeableness, openness, and neu o icism)
and he endency o ansmi WOM. Thus, o
example, he au ho s Anas asiei and Dospi-
nescu (2018) poin ou ha each pe sonali y
ai is ela ed o ha pe sonali y’s endency
owa ds WOM, especially in he online en i on-
men (e-WOM). Hence, i is posi ed:

1.2 WOM communica ion and consume

pany and i s b ands (Popp & Wo a schek,
2017). Namely, WOM communica ion can be
posi i e o nega i e, and i is di ec ly ela ed
o he deg ee o consume sa is ac ion.
When consume expec a ions a e no me ,
he consume is p one o nega i e WOM, which
shows hei us a ion and inc easing anxie y,
and wa ns o hem wan ing and/o seeking
compensa ion (Yang & Mundal, 2022). The p o-
pensi y o nega i e WOM is g ea e han simply
complaining o he company. This ou come is ex-
emely un a o able because i is ansmi ed
o a la ge numbe o people in a i al en i onmen
ia eWOM (Yang & Mundal, 2022). They sp ead
b and ha e (Zhang e al., 2020). Con inued dis-
