Th ee-hund ed and se en y-six su eys we e comple ed in wo ou -s a Spanish ho els in June
2022. The PROCESS mac o o SPSS was used o es he hypo hesis in a mode a ed media ion
model, using a boo s apping me hod. The esul s showed ha cus ome pe cep ions o acili ies
had a posi i e e ec on hei o e all sa is ac ion, which was pa ially media ed by bo h pe sonnel
and business o ganiza ion. Family income mode a ed he ela ionship be ween he pe cep ion o
acili ies and sa is ac ion in such a way ha i was mo e in ense in high-income cus ome s. Medium-
income cus ome s had a mo e in ense ela ionship wi h he pe cep ion o he pe sonnel and business
o ganiza ion, oge he wi h he ho el acili ies being o hei sa is ac ion. The e o e, no only acili ies,
bu also pe sonnel and business o ganiza ions a e impo an key playe s o achie ing cus ome
sa is ac ion in ho els, and amily income should also be conside ed.

nological, and economic challenges in con empo a y socie y (Kandampully 2006). The
con en ional pa adigm o hospi ali y managemen has been p o en o be unable o p o-
ide a easible concep ual amewo k wi hin his new, as -mo ing business en i onmen .
Concei ably, he adi ional business models o ma ke ing and managemen ha gua -
an eed success in he pas ha e now been ende ed i ele an , since hey a e incapable
o add essing new challenges in an inc easingly compe i i e ma ke . In he la e 1990s,
a Ma io ho el was no mally owned and managed by Ma io In e na ional ( o me ly

Compe i ion in he hospi ali y indus y has con ibu ed o he in oduc ion o new
business models ha u ilize echnology, such as Ai bnb’s use o a pla o m business model.
Con e sely, Ma io In e na ional has p e e ed a pipeline business model o b a e he
dis up i e business model used by Ai bnb. The 2018 e enue epo placed Ma io ahead
o Ai bnb, wi h USD 21 billion agains USD 3.6 billion (Eisape 2020). Howe e , Ai bnb’s
business model a ac s 150 million use s, in con as o he 120 million use s o Ma io ’s
loyal y membe ship p og am. Bo h businesses ha e conside ed pa ne ship as an app oach
o g ow h and expansion. Consequen ly, Ma io ocuses on buying o he ho el b ands; he
ho el has 30 a ilia e b ands, which ha e inc eased hei accommoda ion capaci y. Simila ly,
in 2019, Ai bnb epo ed 160 pa ne ships ha connec ed hos s o he pla o m (Eisape
2020). Concei ably, bo h business models can mee cus ome needs h ough new business
models ha os e ma ke place awa eness while c ea ing posi i e pe cep ions.

2019). Empi ically, Cheah e al.’s (2018) s udy es ablished ha BMI in luences he applica-
ion and acquisi ion o ex e nal inno a ions, and he p oduc ion o in e nal inno a ions.
BMI plays a c i ical ole in acili a ing a company’s abili y o iden i y cu en oppo uni ies
and o p epa e o he u u e in any business indus y.
Globaliza ion has led o he in e na ionaliza ion o he hospi ali y indus y h ough he
in ensi ica ion and deepening o in e na ional economic coope a ion (Zai se a e al. 2016).
Though globaliza ion and echnological ad ancemen ha e compelled he hospi ali y
indus y o conside new business models h ough inc eased compe i ion, hey ha e
dis up ed he ma ke place.
Apa om globaliza ion, hospi ali y, ou ism, and o he se ice i ms hea ily depend
on a s able wo k o ce o o e se ices o cus ome s and ou is s (Goh and Okumus 2020).
In deli e ing se ice quali y o cus ome s, he wo k o ce is he p ima y objec ha ensu es
cus ome loyal y and sa is ac ion h ough he p o ision o se ices in esponsi e and
eliable ways ha assu e he cus ome o hei alue (Klou sinio is and Mihail 2018).
T aining he wo k o ce is i al in c ea ing a compe i i e ad an age wi hin he compe i i e
se ice indus y, because i equips hem wi h new capabili ies and skills ha enhance hei
commi men and p oduc i i y (Haile 2021).
Se ices a e essen ial in he de elopmen o economies in he se ice indus y such as
ou ism, because hey gene a e e enues and acili a e a posi i e ade balance be ween
sec o s and coun ies (Wu e al. 2018;Xiao e al. 2022). Implici ly, se ices gene a e e enues
while leading, a he same ime, o cus ome sa is ac ion. Fu he mo e, Kandampully
and Solne (2019) sugges ed ha se ices a e essen ial in p o iding a i m wi h a compe i-
i e ad an age h ough hei abili y o inco po a e he human elemen in o he cus ome
expe ience. Concei ably, se ices will o e oppo uni ies o emo ional connec ion and
echnological eliance, inc easing an o ganiza ion’s eliabili y and assu ance.

he SERVQUAL model o assessing se ice quali y, and his has been he basis o o he
mo e speci ic models such as SERVPERF and he lesse known HOTELQUAL. A s udy
on pe o mance in he anspo sec o e ealed ha pe o mance is a co e aspec o he
SERVQUAL model because i is ied o he appea ance o an ai po and i s physical acil-
i ies (Rasyida e al. 2016). The au ho s con ended ha measu ing pe o mance by using
he se ice pe o mance (i.e., SERVPERF) scale p oposed by C onin and Taylo p o ides a
mo e comp ehensi e unde s anding o se ice quali y han he SERVQUAL scale, based on
discon i ma ion as a guide o assessing cus ome sa is ac ion (Rasyida e al. 2016). Gani´c
e al.’s (2018) s udy on SERVPERF’s dimensions o s uden loyal y e ealed a posi i e
associa ion be ween sa is ac ion and e e y quali y dimension. Consequen ly, pe o mance
os e s pe cei ed o ganiza ional suppo and se ice quali y and shapes cus ome s’ posi i e
pe cep ion o a i m’s image, leading o cus ome sa is ac ion (Ka a epe and Va ankhah
2014). HOTELQUAL was de eloped by Falces e al. (1999) based on he SERVQUAL model.

plemen ed behind all o i s ope a ions; hus, cus ome s can ob ain in o ma ion ega ding
he ho el se ices upon eques , he ho el sol es any p oblems ha a ise, he booking
ese a ion de ails gi en p io o a i al a e co ec and he e is he sense ha he ho el
s a ca es.
P io esea ch in o he sa is ac ion o ho el cus ome s and acili ies has been limi ed.
The e is a gap in he academic esea ch ega ding new business models o unning ho el
ope a ions—speci ically hose spli ing owne ship o ho el acili ies and he managemen
o he ac ual business—in ela ion o pe sonnel and business o ganiza ion. This gap also
ex ends o new BMIs and hei ela ionship wi h cus ome sa is ac ion. This esea ch aimed
o ill he a o emen ioned gaps and o p o ide ho el manage s and ho el owne s wi h
insigh s o e lec on and enhance hei o e all pe o mance.
The main conclusions d awn om his esea ch show ha cus ome s’ pe cep ion o
acili ies had a posi i e e ec on hei o e all sa is ac ion, which was pa ially media ed
by bo h he pe sonnel and business o ganiza ion. The le el o amily income mode a ed
he ela ionship be ween he pe cep ion o acili ies and sa is ac ion in such a way ha i
was mo e in ense wi h highe pu chasing powe . Income mode a ed bo h he ela ionship
be ween he pe cep ion o acili ies and he pe cep ion o an o ganiza ion as well as he
ela ionship be ween he pe cep ion o acili ies and he pe cep ion o pe sonnel, and bo h

among middle-income cus ome s.
2. Li e a u e Re iew and Hypo heses
2.1. Pe cei ed Quali y o Ho el Facili ies and Cus ome Sa is ac ion
Ma ke -based angibiliza ion (MBT) and ope a ion-based angibiliza ion (OBT) a e
impo an d i e s o cus ome sa is ac ion (Panda and Das 2014). Ex e nal cus ome sa is ac-
ion depends highly on angibles, eliabili y, empa hy, assu ance, and esponsi eness. Con-
sequen ly, be e acili ies cha ac e ized by high quali y inc ease cus ome pe cep ions o a
i m, leading o sa is ac ion. Fu he mo e, esea ch sugges s ha hospi ali y/ho el/se ice

he s udy de e mined ha angibiliza ion is necessa y o enabling be e acili ies ha
e en ua e cus ome sa is ac ion (Akpan and E uk 2019). Tangibili y p o ided h ough
isually a ac i e physical acili ies is associa ed wi h clien pe cep ions o se ice quali y,
and ine i ably enhances he sa is ac ion o consume s. Resea ch on cus ome sa is ac ion
ound ha a one-uni inc ease in he pe cei ed quali y conce ning he ho el se ices’ angi-
bles led o a 15.5% inc ease in cus ome sa is ac ion (Ma ko i´c and Raspo Janko i´c 2013).

(Noba and Ros amzadeh 2018). Subsequen ly, i e-s a ho els ha a e cha ac e ized by
well-appoin ed acili ies o e ou s anding se ices and s ays o hei clien s, ansla ing o
loyal y. Mo eo e , esea ch sugges s ha he echnical quali y o a hospi ali y i m, e e ing
o physical elemen s, such as he gene al cleanliness and condi ion o he acili ies, is a
d i e o cus ome sa is ac ion (Mendez-Diaz and Ma in-Duque 2021).
Os ensibly, ho el/hospi ali y indus y acili ies lead o cus ome sa is ac ion. Findings
by Lai and Nguyen (2017) indica ed ha cus ome s a e mo e conce ned wi h esponsi e-
ness, eliabili y, and assu ance han hey a e wi h angible ac o s. Kandampully and
Suha an o (2000) collec ed da a om chain ho els in New Zealand o de e mine he ace s
o cus ome sa is ac ion and image co ela ed wi h cus ome loyal y wi hin he ho el indus-
y. Concei ably, he s udy ound ha cus ome sa is ac ion and a ho el’s image, h ough
he pe o mance o i s ecep ion, p ice, housekeeping, ood, and be e ages, we e posi i ely
co ela ed wi h cus ome loyal y (Kandampully and Suha an o 2000). Con e sely, ho el
acili ies, such as es au an s, heal h clubs, ooms, o nigh clubs, we e no longe pe cei ed
as luxu ious, since consume s ega ded hem as an in eg al componen o cul u e.

pe cep ions, e en ually u ning in o cus ome loyal y and sa is ac ion (P iyo e al. 2019).

and alid samples, meaning a esponse a e o 83.55%. This esea ch was conduc ed using
